Customers think in outcomes

The Omnichannel Customer Journey Specialist programme (OCJS) is a three-day specialist practitioner course for contact centre leaders, designers and operations heads. Its premise is direct: customers do not think in channels, they think in outcomes, and every time an organisation forces them to restart their story, the experience has failed. Delegates assess their organisation against the ICXI Channel Maturity Model, from Siloed to Predictive, then design journeys with the five-stage ICXI Journey Design Framework and handoffs that preserve full context. Every section is anchored in tools and activities applied to their own contact centre. Delegates leave with a Channel Strategy Canvas, a journey map, a handoff design, an omnichannel KPI framework and a board-ready business case.

The three-day agenda

Day 1 maps the omnichannel landscape and your channel maturity, Day 2 designs journeys, handoffs and KPIs, and Day 3 turns those designs into a business case, roadmap, agent skills and continuous improvement.

Day 1 · Understanding the Omnichannel Landscape

D1

Evolution from Multichannel to Omnichannel

Sets out the definitions and key differences between multichannel and omnichannel, and explains why multichannel operations fail.

D1

Channel Ecosystem Mapping

Maps the full channel ecosystem: voice, email, chat, social, self-service, video, messaging apps and in-person service.

D1

Customer Expectations & ICXI Channel Maturity Model

Examines what customers want and introduces the four levels of channel maturity: Siloed, Connected, Unified and Predictive.

D1

The Cost of Channel Disconnection

Quantifies the impact of disconnected channels in real numbers through repeat contacts, customer effort, churn and revenue.

D1

Channel Strategy Foundations

Takes the first steps in omnichannel strategy and completes a Channel Strategy Canvas for the delegate’s own operation.

Day 2 · Designing Omnichannel Journeys

D2

Customer Journey Mapping Methodology

Covers the tools of customer journey mapping: personas, touchpoints, pain points and moments of truth.

D2

ICXI Journey Design Framework

Introduces the five-stage model of Discover, Engage, Resolve, Follow-Up and Optimise, from first contact to improvement over time.

D2

Touchpoint Analysis & Moments of Truth

Identifies where in the journey the experience matters most, so design effort goes where customers feel it.

D2

Channel Orchestration & Handoff Design

Covers routing logic, seamless transitions and real-time context handover, built around the no restart rule.

D2

Technology Enablers & KPIs

Reviews the systems, analytics and performance measures behind omnichannel, including customer effort score and handoff success rate.

Day 3 · Implementation & Optimisation

D3

Building the Business Case

Builds the case for omnichannel investment through ROI, cost savings, revenue benefits and risk mitigation.

D3

Implementation Roadmap

Plans a phased implementation approach that balances quick wins with a long-term omnichannel vision.

D3

Agent Skills for Omnichannel

Develops the agent skills that omnichannel service depends on: written communication, context-switching and empathy.

D3

Quality Assurance Across Channels

Sets out how to coach, calibrate and give feedback consistently, whichever channel the customer uses.

D3

Analytics & Continuous Improvement

Uses closed-loop analytics and iterative optimisation to keep improving customer journeys after launch.

D3

Future Trends

Looks ahead to conversational AI, proactive service and predictive analytics in the omnichannel contact centre.

How it fits the Academy pathway

OCJS is for people with contact centre or CX operational experience, and the CX Foundation Course is recommended beforehand. It is one of ICXI’s 3-day contact centre programmes, alongside AI-Ready Contact Centre Leadership and Wellbeing & Resilience Leadership. Delegates who want to go further with journey work can look at CX Journey Mapping Practitioner, while Digital Channels CX Excellence Practitioner and CX Measurement & Analytics extend the digital channel and measurement themes.

Frequently asked questions

It is for contact centre managers, heads and directors moving from multichannel to omnichannel, CX operations leaders responsible for journey design and channel orchestration, heads of service design, customer operations and digital service, quality, training and operational excellence leads, and programme managers leading omnichannel transformation. You need contact centre or CX operational experience.

The programme runs for three days, 09:00 to 16:30 daily, with twelve sections, four per day. It can be delivered in person, virtually or in a hybrid format, with groups of typically 8 to 20 delegates. You can join a public cohort or arrange an in-house programme for your contact centre leadership team.

OCJS uses a 100-point composite: a 15-question knowledge test (20 points), four activities (40 points), a 30-minute group capstone presentation on your omnichannel roadmap for Year 1 (30 points) and a 500-word reflective essay (10 points). The pass threshold is 70. The programme is mastery-based, so resubmission is permitted within 30 days.

It is the four-level model delegates use to assess their organisation. Siloed channels work independently and customers repeat information. Connected channels share basic data, but handoffs are still manual. Unified channels share data, processes and systems, so customers move between channels with full context. Predictive adds AI and predictive routing to anticipate needs and personalise in real time.

Graduates get a 30-day bootcamp of four weekly one-hour coaching sessions to build their roadmap, secure stakeholder buy-in and launch Phase 1, plus a moderated alumni network, a resource library of templates, case studies and toolkits, and regular office hours with ICXI coaches.

OCJS is a specialist practitioner programme, and the CX Foundation Course is recommended beforehand. It sits alongside ICXI’s other 3-day contact centre programmes, AICCL on AI-ready leadership and WRL on wellbeing and resilience. The wider ICXI Academy pathway includes the CX Executive Masterclass, the CX Professional Diploma and ICXI Accredited Assessor Training.
